Internal SLA (IT → Business)

  • Service agreement: defines responsibilities
  • Exclusions: scheduled maintenance, force majeure
  • Annual review
  • Budget impact: a higher SLA requires greater infrastructure investment

External SLA (MSP / Provider)

  • Contractual: provider commitment
  • Service credits: X% of the invoice if the target is not met (capped at 10-20%)
  • Important: service credits ≠ actual losses
  • Independent monitoring recommended

SLA Measurement
